AISE, the AI Support Engine

A home-brewed LLM tool embedded directly in Unit21's ticket workflow. It drafts a high-quality first response to every incoming ticket and surfaces similar historical tickets, so agents start with context instead of a blank screen.

  • RAG architecture on AWS: S3, Kendra, and Bedrock.
  • A curated "golden solution" layer as the quality backbone, so proven fixes are reused instead of re-solved.
  • Fed continuously by the runbooks I wrote. A complex fix gets documented once, and the AI resolves it from then on.
  • Runs inside a SOC 2 environment where customer PII stays protected.

  • Promoted from Technical Support Engineer to lead the function and own frontline support operations through September 2026.
  • Designed, shipped, and drove adoption of AISE, embedding LLM tooling into daily agent workflows.
  • Built an agentic workflow that routed the stalest, highest-priority tickets to whoever had capacity. Open tickets dropped by more than half while volume climbed 36% in a quarter.
  • Investigated deep issues directly: SQL across Postgres and Databricks, log analysis in Datadog and CloudWatch, API-level debugging. Earned the GTM team's "Engineering Saver" award.
  • Owned incident response, status-page comms, root-cause analyses, and the runbooks that feed the AI's knowledge base.
  • Ran working calls with C-level stakeholders and translated their needs into requirements for Product and Engineering.
